The Challenge

The product made sense internally. To customers, it was a different story.

Features, benefits, and financial terminology were coming from multiple directions, making it difficult for prospective customers to quickly understand the offering, see its value, and determine what to do next.

The disconnect existed internally, too. Product, marketing, and business teams had different perspectives on what mattered most and how the product should be presented. That inconsistency carried into the customer experience.

The initial opportunity looked like a lifecycle and digital experience problem.

The bigger problem was clarity.

We needed to create a story customers could understand while aligning what the business wanted to communicate with what customers actually needed to know.

The Insight

The answer wasn't to give customers more information. It was to make the right information easier to understand at the right moment.

I worked across teams to evaluate the existing journey, messaging, and customer touchpoints and kept coming back to three questions:

What do customers need to understand first?

Where are we losing them?

How do we simplify the story without oversimplifying the product?

That shifted the conversation from “How should we redesign this?” to “What does the customer need to understand and experience for this to work?”

That became the foundation for the strategy.

The experience was restructured to create a more intuitive journey that progressively introduced information instead of overwhelming users upfront. Key improvements included:

Tell the story from the customer's point of view

We simplified the language and reorganized messaging around the questions customers were actually trying to answer—not the terminology the business used internally.

Create clarity over time

Rather than presenting everything at once, we restructured the journey to introduce information progressively, giving customers what they needed at each stage without overwhelming them.

Make the experience support the message

Information architecture, interface design, email, and digital touchpoints were redesigned around the new story—improving readability, reducing cognitive load, and making the next step clearer.

Get everyone telling the same story

I worked across product, marketing, and business stakeholders to establish shared messaging priorities and create greater consistency across customer touchpoints.

Once we found that disconnect, the design became a lot easier to solve.
